Position Overview

The Senior Real-Time Analyst position is a key leadership role within our US Workforce Management division. The selected candidate will be responsible for real-time monitoring of service levels, managing operational KPIs, and driving site-level performance excellence. This role serves as the global Workforce Management Point of Contact (POC) for the US team, requiring exceptional communication skills, analytical capabilities, and the ability to act decisively under pressure.

You will be responsible for ensuring effective management of incoming and outbound volumes across all service channels by analyzing forecasted data from our Economics team and developing comprehensive strategies for peak readiness, headcount planning, and resource allocation. Your expertise will help ensure that arenaflex maintains industry-leading service levels while optimizing operational efficiency.

Key Responsibilities

As a Senior Real-Time Analyst at arenaflex, you will:


Monitor Real-Time Operations: Continuously track interval-level volume trends, organizational and site-level shrinkage, non-productive time (NPT), and productivity metrics that directly impact business KPIs. Identify areas requiring corrective or supportive actions and communicate findings promptly to stakeholders.

Ensure Operational Adherence: Verify that each organization and skill group adheres to operational expectations including shift and break schedules, missed calls, disconnected calls, and maximum call handling adherence. Your attention to detail will maintain service quality standards.

Drive KPI Achievement: Ensure that operational metrics including service levels, occupancy, productivity, talk time (PTL), and utilization are consistently met across all organizations and skill groups at the daily level. Develop actionable insights when metrics deviate from targets.

Collaborate Across Functions: Liaise with all network Points of Contact from both Workforce Management and Operations for owned organizations and skills. Work collaboratively to address gaps and capitalize on opportunity areas that may impact operational performance.

Execute Planning Activities: Ensure timely closure of all planning-related activities including training deployments, schedule implementations, and capacity adjustments. Manage WFM actionable items, SIMs, and tickets within committed Service Level Agreements (SLAs).

Optimize Capacity Alignment: Ensure that scheduling and capacity planning are aligned with expected volume forecasts. Take immediate corrective actions in cases of short-term deficits to maintain service levels.

Mentor and Develop: Guide and develop fellow RTAs by sharing workforce management expertise, best practices, and industry knowledge. Foster a culture of continuous improvement and professional growth within the team.

Perform Deep-Dive Analysis: Investigate metric misses with factual analysis and provide clear path-to-green (PTG) recommendations. Deliver insights that drive strategic decision-making and operational improvements.

Maintain Process Excellence: Ensure that expected processes are consistently followed by Operations teams. Identify opportunities for process improvement and implement best practices that enhance operational efficiency.


Essential Qualifications

To succeed in this role, you should possess:


A minimum of 3-5 years of experience in Workforce Management, specifically in a Real-Time Analyst capacity within a contact center environment
Strong proficiency with workforce management software and tools (e.g., NICE IEX, Aspect, Genesys, or similar platforms)
Advanced Excel skills including pivot tables, VLOOKUP, and data visualization
Excellent analytical abilities with a keen eye for identifying trends and anomalies in data
Strong communication skills—written and verbal—with the ability to present complex information clearly to diverse audiences
The capacity to work independently and make sound decisions in fast-paced, high-pressure situations
Outstanding organizational skills with the ability to manage multiple priorities simultaneously
A proactive approach to problem-solving with a focus on achieving results


Preferred Qualifications

While not required, the following would be advantageous:


Experience working with Fortune 500 companies or large-scale operations
Knowledge of multiple communication channels including voice, chat, and email
Understanding of forecasting methodologies and capacity planning principles
Previous experience in a mentor or team lead capacity
Certification in Workforce Management or related field
Familiarity with SQL or data extraction tools for advanced analytics
